Genesys Cloud enables case management by organizing related workitems and interactions into cases that progress through defined stages toward completion. Cases are created directly from active conversations by selecting the Case option, choosing an appropriate case plan, and completing required fields, which automatically generates a unique case ID, assigns a case owner, and establishes an initial stage configuration. Each case contains a unique case reference number for customer tracking, associated activities capturing all relevant interactions, owner assignments, due dates, and priority levels (low, medium, high, or urgent) that any team member can modify.
Cases progress automatically when agents complete necessary steps or end workitems belonging to the active stage. The Case panel provides functionality to view case details including customer intent, current stage, assigned owner, and case reference number; agents can also modify case priority, link cases to conversations, terminate cases, or copy case references for searching. Work related to cases arrives as interactions in the Conversations roster, and when agents open workitems, the Case panel appears adjacent to the conversation area, defaulting to the relevant case.
When contacts inquire about existing cases, agents can search for cases using the case reference number or external contact information through ACD routing or direct user interactions. The system notifies agents of available case information including contact name and intent, allowing agents to link inquiries to existing cases or modify case priority as needed. Cases accumulate all data about relevant interactions and allow different team members across locations to work on different aspects and stages, with each completed workitem moving the case closer to completion.
Genesys Cloud's case management supports integration with external platforms including Salesforce Service Cloud for email-to-case functionality and ServiceNow for routing configuration. Cross-divisional collaboration is supported through a Comments feature, allowing users to add up to 100 comments per case with a 4,096-character limit per comment. Genesys recommends excluding personally identifiable information and sensitive data such as payment card or health information from comments. Agents can delete only their own comments, and cases can be accessed and managed through the Task List using case references or external contact searches. The platform includes a feedback mechanism allowing users to report article helpfulness and submit detailed feedback categorized by type, with users able to specify their role during feedback submission.
