The articles cover preparation questions and actions to collect data, identify business needs, educate teams, make schedules, assign roles, analyze planning data, and prepare for testing. Recommendations include reading the articles, discussing questions and actions as a team, delegating tasks to appropriate agents, remaining flexible but avoiding major disruptions, and focusing on action items to ensure readiness to partner on system configuration.
Customer Care
Genesys Cloud provides a comprehensive 24/7/365 global support system with multiple access tiers designed to address customer issues across varying severity levels and business impact scenarios. The platform offers free self-service resources through the Resource Center and eLearning, alongside licensed subscription-based support via web portal and phone through Collaborate, Communicate, and Genesys Cloud CX 1-4 packages.
Support cases are categorized using a four-tier severity framework: Critical (Level 1) for complete business function failures requiring 10-minute phone response and 4-hour restoration targets; High (Level 2) for degraded performance with 2-hour response times and 2 business day restoration targets; Medium (Level 3) for non-critical issues with 5 business day restoration targets; and Low (Level 4) for trivial impact or information requests. Initial response times are measured from human acknowledgment by Genesys personnel rather than automated responses, with Critical Impact issues requiring mandatory telephone reporting.
Before contacting support, customers must complete basic troubleshooting, verify Genesys Cloud's responsibility scope, and provide organization short name, organization ID, conversation ID, and issue description with business impact assessment. Designated primary contacts and backup liaisons must be established and are responsible for preliminary troubleshooting and providing contextual information such as configuration files, screenshots, and console logs. Designated contacts must complete prerequisite registration through the My Support portal, allowing 48 business hours for credential processing.
Support is accessible through multiple channels including the web portal (24x7x365), phone support (24x7x365), and regional options for FedRAMP and European Sovereign Region customers. System status monitoring is available at status.mypurecloud.com. Cases without adequate response within three business days face closure with notice, and cases in Resolution Proposed status with no reported issues are automatically closed at the end of the third business day.
For platform-level Severity 1 incidents, Genesys provides comprehensive Root Cause Analysis documentation within five business days of service restoration. Non-platform-level isolated incidents, including BYOC, Edge, configuration, and station issues, receive a Resolution Case containing problem descriptions, findings, and corrective actions instead.
Case escalations to Development, Cloud Operations, or third-party vendors require an active open case and must meet specific criteria including recent updates, adequate analysis time, and active significant business impact. Priority changes to High require direct contact with Product Support, while Medium-priority changes are requested through work notes. The support documentation undergoes ongoing maintenance with regular updates to align with service level agreements, terminology refinements, and cross-references to technical troubleshooting resources
Legal
Genesys Cloud's legal documentation encompasses service agreements, privacy policies, and intellectual property rights. The platform provides comprehensive legal resources including service level agreements, Edge warranty information, and Pointillist product descriptions. Key documents cover terms and conditions for direct service purchases, trial periods, security services, and professional services. The platform maintains specific agreements for social media integration, beta features, and sub-processor relationships for both Genesys and Partner/BPO operations. Region availability
Genesys Cloud continues expanding its global infrastructure with phased regional rollouts as of January 2026, though certain capabilities remain unavailable across specific deployment regions. Singapore and Mexico lack voice services, Outcome Scoring, selected AI functionalities, Unified Experience integration with ServiceNow, and social media integrations including Facebook, Instagram, WhatsApp, and Apple Messages for Business, though public social posts and direct messages on Facebook and Instagram became available in these regions on April 7, 2026. Mexico initially deploys Postino (ACD Email) and Bedrock AI services from alternate regions due to local capacity constraints.
The EMEA (Zurich) region supports Agent Copilot with Knowledge Surfacing, Intent-Based Next Best Action (NBA), and Summarization capabilities, but advanced features including Answer Highlight and Retrieval-Augmented Generation (RAG) remain unavailable due to AWS GPU capacity constraints. Virtual Agent Summarization and AI Intent Generation are similarly not currently available in this region. Virtual Agent features including Summarization and AI Intent Generation are available across all other regions.
Genesys Cloud is executing a global Analytics Jobs endpoint architecture upgrade across all regions over a planned 2–3 week period to improve scalability and enable querying of conversation data older than five years. Amazon Bedrock services, including Amazon Polly and Lex v2, will be supported from additional regions at launch. CloudFront content delivery deployment is underway in Asia Pacific (Osaka) and Middle East (UAE) regions, with S3 domain allowlist removal planned for the coming weeks. Organizations should maintain existing firewall configurations during this transition and defer firewall updates until full regional support is confirmed in the ap-northeast-3 region.
